Pending ticket follow-up email templates

Tickets waiting on the customer clutter the queue, but closing them without a word feels rude. This template is the polite middle step: a short reminder of what you need from them, an easy way to say "it's fixed", and a clear date when the ticket will close on its own. The close date is worked out for you.

Template;cs-nudge
Hi Customer name, Just checking in on this. To keep going, I still need What you need. If it's already sorted, no need to do anything; I'll close the ticket on Date in 3 days. If you get to it after that, just reply and it'll reopen with all the history. Your name
Then type ;cs-nudge in any app.

Variations

The same message for a different channel or tone. Copy the one that fits.

For the final message when the close date has passed.

Closing it
Hi Customer name, I haven't heard back, so I'm closing this ticket for now. Nothing is lost: reply to this email any time and it reopens with the full history. Hope it all worked out. Your name

For a chat where the customer stopped replying mid-conversation.

Chat
Are you still there? No worries if you've stepped away. I'll keep this open for a few more minutes.

When to use it

  • You asked the customer for something and they haven't replied in two or three days.
  • A chat has gone quiet in the middle.
  • You're clearing pending tickets at the end of the week.

What to avoid

  • Don't nudge more than twice. After that, close it with the closing variant.
  • Don't imply they're at fault for being slow. People are busy.
  • Don't use it when the ball is in your court. Check who's waiting on whom.

The fields in this template

Retext fills these in when the snippet expands. In plain text they become [brackets] to replace by hand.

Their first name.
What you need{fill:What you need}
The specific thing you're waiting for, e.g. "a screenshot of the error".
Date in 3 days{date+3}
Inserts the date 3 days from today, worked out when the snippet expands. Useful for deadlines and return dates.

Tips

  • •Repeat exactly what you need. Customers often don't reply because they lost the original question.
  • •Many help desks can automate this nudge; use the snippet for tickets that deserve a personal touch.
  • •{date+3} gives three days of grace. Shorten it for chat follow-ups.

Works in Zendesk, Help Scout, Freshdesk, Intercom and every other app

Retext types the snippet wherever your cursor is. To use a different version in one app, give it the same trigger and limit it to that app with per-app snippets. They go by app, not website, so every tab in your browser counts as one app.

Use it with your team

Agree the nudge-and-close rhythm as a team (for example, nudge on day 3, close on day 6) and bake the dates into the shared snippets.

Questions

How long should you wait before following up on a support ticket?

Two to three business days is typical for email. For chat, a minute or two before checking they're still there.

Is it OK to close a ticket when the customer doesn't reply?

Yes, after a reminder that says when it will close. Make sure replying reopens it, so the customer doesn't have to start again.
